Support at most vendors is a mailbox where you write in, someone at first level asks for screenshots and, three days later, your problem reaches whoever can actually solve it. Your Odoo moves up a version with its customizations migrated and tested before production is touched. Staying anchored to a five-year-old version is the most expensive debt an ERP accumulates.

No first level reading off a script. The person replying knows your installation, its integrations and its quirks, so the first answer is already about the problem and not about how to reproduce it.

Questions we get asked

Who do I talk to when something breaks?
The team that knows your installation. There's no first level filtering: that saves the two or three opening rounds that conventional support spends on explaining what your company does.
Do you work directly on production?
Only when there's no alternative, and always with a backup and a way back. The normal path is to test on a mirror environment, validate it with you and apply the change in an agreed window.
What happens to our customizations on a version upgrade?
They're migrated and tested before production is touched; that work is part of the upgrade, not a surprise that shows up later. It's exactly what keeps a company from freezing three versions behind.
Are response times committed?
Yes, in writing and by severity, with a production outage as top priority. An SLA you can't hold anyone to isn't an SLA: it's a sentence in a sales proposal.
